The patient experience is where every patient relationship begins, and where voice carries it. It is the most important part of the practice that no one has named, measured, or set a standard for. We are doing all three.
01Why it exists
What is AI's job in a relationship this human?
The patient relationship is the heart of a practice. And the patient experience, where it begins, has never had a standard. No one ever defined what good sounds like.
AI did not create that gap. It made it matter more.
Where the line falls between the person and the AI is still being drawn. The work is to make both better at it, through care, empathy, and insight.
So we are writing it. Not for the industry, with it.

The patient experience is not one job. It is four, working as one.
The person who answers it, the person who runs it, the person who scales it, and the person who decides what goes in it. The Standard is written for each of them, and for how they work together. When those four fall out of sync, the patient feels it first.
04The human standard
Sounding human is not the same as being trusted.
A warm voice that gets it wrong is more dangerous than an honest one. Sounding human is not the standard. This is: one bar for every patient conversation, whoever is speaking, a person or AI. We call it HEART.
HEAR is how you listen. Add the T, take care of it, and you have the standard. The same five, whether a person or AI is speaking.
Let them talk. Serve the patient in front of you, not the script.
Fails when it follows the script past the point the patient needed something else.Name the feeling before solving it. Hear the worry underneath the question, and answer that first.
Fails when it answers the words and misses the feeling.Read the emotion, the pace and the tone, and adjust. Know when to bring in a person.
Fails when it holds one register while the patient's changes.Remember context and carry the relationship forward. The patient leaves feeling understood, not processed.
Fails when everything was handled correctly and the patient still felt like a number.The appointment is booked, the note is made, the callback happens. Warmth without follow-through is not care.
Fails when it sounds warm and nothing changes in the system afterward.HEART is grounded in published research on emotionally attuned conversation, the five dimensions that measure whether a dialogue, human or AI, actually supports the person in it. The Standard adopts it as the bar for the patient experience, in the language a front desk can actually use.

Is this a Mango Voice ad?
No. The Patient Experience Standard is editorial. It never names a product, a price, or a buying case, ours or anyone's. If a sentence sells, it comes out. It exists to help the industry make sense of voice in the patient experience.
Who is it for?
The people who live the patient experience: the team answering the phones, the manager running them, the lead carrying intake across locations, and the owner choosing the technology.
How can a partner take part?
Three ways, any or all: lend an editorial voice, bring the CE and the EQ to the practices you serve, or help read the findings once the data lands. The evidence itself comes from one place, the practices who take the EQ. Partners are co-credited for what they contribute. We lead and protect the work, and it stays non-commercial.
What is it built on?
The largest continuous view of the dental patient experience, what practices tell us through the Patient Experience Score, and a published body of research on AI, empathy, and patient trust.
How are my answers handled?
They are de-identified and reported only in aggregate, handled with HIPAA compliance in mind, and never sold or tied back to you. They become the evidence for the Standard, and nothing else.
When does it publish?
The Patient Experience Standard is a yearly publication, with smaller editions through the year. This is the pre-release. Take part now and you help shape the first edition.
